Every support manager eventually faces a moment where a metric stops being theoretical and becomes painfully real. For many, that moment is tied to SLO – the Service Level Objective.
In this episode, SLO is not a concept from a book; it is a ticking clock on priority tickets, a nervous glance at dashboards, and a choice between blaming people or redesigning the system.

The SLO in play: 1-hour first response
In this organization, the SLA-defined SLO for Priority 1 tickets was clear: initial response via call or email must occur within 1 hour of ticket opening. This is common in enterprise support, where P1s directly tie to customer downtime, penalties, and reputation risk.
On paper, it is straightforward:
- P1 comes in.
- Team responds within 60 minutes.
- Everyone is safe.
In practice, the clock does not care about shift changes, time zones, or daylight saving time.
The DST twist: when the clock shifts, SLOs don’t
After stepping into a new leadership role, one of the first big changes was not in tools or process, but in time: the daylight saving time (DST) shift.
Here is what started happening:
- When the new shift logged in, the P1 queue already had multiple tickets dangerously close to the 1-hour SLO mark.
- At the same time, there were other high-priority service requests waiting for turnover from the previous region.
- On the surface, it looked like “the previous shift is not doing enough” or “the current team is starting their day in chaos.”
But as a manager, the deeper question was: is this really a performance issue, or a structural one?
Data, not drama: what the numbers revealed
Looking at the data, a pattern emerged:
- The previous shift was under-staffed relative to the P1 volume and their outgoing turnover workload.
- Before DST, engineers from the next shift used to log in 1 hour earlier, unintentionally creating a “buffer” that absorbed some of the P1 volume and protected the SLO.
- After DST, that natural overlap disappeared. The same SLO now sat on a thinner staffing window, and the metric started to bleed.
The SLO breaches were not happening because people suddenly became less capable or less committed. The system had changed; the clock moved, but the staffing model and SLO expectation stayed the same.
For a young manager, this is a key lesson: SLO pain often points to system design issues, not just individual performance.
Cross-collaboration: solving across regions, not in silos
Instead of quietly accepting the chaos or escalating blame, there was a conscious decision to cross-collaborate.
A conversation with the peer leader in the other region opened up the full picture:
- How their shift perceived the queue.
- Where they felt overloaded.
- How the DST change had altered their start times and workload.
This step is crucial: metrics like SLO are shared responsibilities. Understanding the full chain of ownership across regions prevents local “optimization” that actually makes the global system worse.
The experiment: two early logins and a cleaner queue
The solution was elegantly simple and highly targeted:
- Two engineers would log in 1 hour earlier than the standard start time.
- Their mission in that early hour: look at the queue, pick up the near-miss P1s, and stop the SLO clock by providing that initial response.
- The role was rotated so that:
- No one felt punished by the schedule.
- Multiple people got exposure to high-importance work in that window.
- The benefit of the change was shared across the team.
What changed:
- The P1 queue stopped looking like a minefield at login time.
- The scheduler no longer had a pile of tickets about to breach SLO.
- Turnover to the next region became smoother, with fewer “hot potatoes” handed over at the last minute.
- The previous shift was no longer unfairly seen as underperforming when, in fact, they had been under-staffed for the new time reality.
This is classic solution-oriented management: small but thoughtful structural tweak, big impact on SLO stability and team morale.
Why this story matters for young managers
This real example teaches several leadership principles:
- SLOs are system signals
When you see repeated near-misses or breaches, resist the urge to jump straight to blame. Ask: “Did something in volume, time zones, staffing, or process change?” SLOs are often the first visible crack in a hidden structural shift. - Data plus context beats gut feeling
The queues and timestamps showed the near-misses; cross-regional conversations explained why. Without both pieces, the answer might have been “work harder” instead of “work smarter.” - Collaboration over isolation
You fixed this not by pushing pressure downstream but by collaborating with a peer leader, aligning on reality, and sharing ownership of the solution. - Micro-change, macro-impact
Adjusting just two engineers’ login times for that initial hour:- Protected a financially and reputationally critical SLO.
- Reduced stress and fire-fighting at handover.
- Created a fairer perception of performance across shifts.
For a young manager, this is exactly the type of story to carry forward: you will rarely control everything, but you can always look at data, understand the system, engage peers, and propose practical, testable adjustments.
SLO as your leadership training ground
SLOs are more than targets; they are leadership training tools:
- They force you to think in terms of systems, not individuals.
- They guide you to connect staffing, process, and time zones to business risk.
- They create real opportunities to demonstrate problem-solving, collaboration, and fairness.
